Stay calm, apologize sincerely, and move the conversation offline. Never get defensive — future customers judge you by how you respond:
Dear Michael, thank you for bringing this to our attention, and we’re sorry your experience fell short. Your concerns about the legal representation are important to us, and we hold our law firm to a high standard. We’d welcome the chance to make this right — please contact us directly at [phone/email] so we can resolve this personally.
